Running a patient contact centre on WhatsApp: a guide for clinics and hospital groups

How clinics and hospital groups can use WhatsApp for bookings, reminders and patient questions without losing control: one shared inbox, AI agents, templates and opt-in, and handover to the right team.

Patients already message you on WhatsApp

In much of the Gulf, WhatsApp is how patients prefer to get in touch. They message to book, to ask what time the clinic opens, to send a photo of their insurance card or to ask whether a result is ready.

Many hospitals answer from a handful of phones at reception, one per clinic. Messages are missed when staff are busy, replies depend on who is on shift, nobody can see the whole conversation, and managers have no idea how many patients went unanswered.

From phones at reception to one shared inbox

The first step is to bring WhatsApp onto the same platform as your calls and other channels. Every message lands in one place, routed by clinic, language and topic to the right team, with the patient's whole history on one timeline.

Your teams answer from their desks rather than a shared phone, supervisors can see queues and waiting times, and nothing is lost when a staff member goes off shift.

Let AI agents answer the routine messages

  • Bookings and changes. Patients book, move and cancel appointments in the conversation, with live availability from your HIS.
  • Questions with clear answers. Opening hours, directions, doctors' schedules, preparation instructions and documents to bring.
  • Insurance documents. Patients send a photo of their insurance card, which is attached to their file for your team to verify.
  • Reminders and confirmations. Appointment reminders with one-tap confirmation and easy rescheduling.
  • Handover to a person. Anything clinical, complex or sensitive goes to the right team with the conversation so far.

Templates, opt-in and the 24-hour window

WhatsApp Business has rules your contact centre must follow. Patients can message you freely, and you can reply freely for 24 hours after their last message. Messages you start outside that window, such as reminders, must use templates approved by WhatsApp.

Patients should agree to receive messages from you on WhatsApp, and be able to stop them. Plan your reminder, results and follow-up templates early, so they are approved before you go live.

One history across calls and messages

WhatsApp works best as part of the contact centre, not beside it. A missed call becomes a WhatsApp follow-up, a WhatsApp question becomes a call back, and the history follows the patient. Every interaction is recorded against the patient, so whoever helps next can see what has already happened.

What to measure

  • First response time. How quickly patients get a reply, by clinic and time of day.
  • Resolved without a person. How many conversations AI agents complete on their own.
  • Bookings from WhatsApp. Appointments booked, moved and confirmed in the conversation.
  • Handover quality. Whether handed-over patients are helped without repeating themselves.
