Preparing your retail contact centre for peak trading
A checklist for Black Friday, Christmas, Ramadan and Eid: forecasting contact volumes, letting AI agents absorb the surge, publishing answers before customers ask, and keeping your team on the conversations that need them.
Peaks you can see coming
Retail peaks are predictable: Black Friday (White Friday in much of the Gulf), Christmas, Ramadan and Eid, back-to-school and your own sales and launches. What's harder to predict is how many customers will get in touch, about what, and when.
Hiring and training temporary staff for a few weeks is expensive and slow, and queues still build on the busiest days. AI agents can absorb much of the surge, so your team isn't overwhelmed.
Forecast from last year's conversations
Look at last year's peak by day, hour, channel and contact reason. Order status, delivery dates, returns and stock questions usually dominate. Those are the reasons to hand to AI agents first, and the ones to answer proactively.
Let AI agents take the surge
- Order and delivery questions. Live status and delivery changes, answered instantly on every channel.
- Returns. Eligibility checks, return instructions and collections booked against your extended returns policy.
- Stock and sizes. Availability checks and reservations for collection.
- Promotions. Clear answers on offer terms, dates and exclusions, so customers aren't left guessing.
Publish answers before customers ask
Update your delivery cut-off dates, returns policy and offer terms in one place, and make sure the AI agents, your website and your team all use the same information. Send proactive delivery updates, so customers don't need to ask.
Keep your team on the conversations that need them
With routine questions handled, your team can focus on complaints, complex orders and high-value customers. Use skills-based routing to send those conversations to the right people, and keep supervisors watching live queues and sentiment so they can step in early.
Review after the peak
- Contact reasons. What customers asked about, and what could be answered proactively next time.
- AI resolution. How many conversations AI agents completed on their own.
- Waiting times. How queues behaved on the busiest days.
- Customer feedback. What customers said about their experience.
See how this works for a practice like yours.
