Building a patient contact centre for a dental group

A practical guide for dental corporates and groups: choosing a contact centre model, combining AI agents with a central team, keeping each practice's identity, and rolling out in waves.

Why dental groups centralise patient contact

When every practice answers its own phones, the patient experience depends on how busy that practice is. One site answers quickly while another lets calls ring out, even when it has free slots across town. Head office can't see how many calls are missed, how many convert or where the problems are.

A patient contact centre brings calls and messages from every practice onto one platform, so a central team supported by AI agents can answer, book and follow up for the whole group. Done well, patients still feel they are dealing with their own practice.

Choosing a model

There is no single right model. Most groups land on one of three:

  • Fully central. A central team answers all booking calls and messages for every practice. Practices focus on patients in the chair. This gives the most consistent experience, but it is the biggest change.
  • Overflow and out of hours. Practices answer their own phones, and calls they can't take overflow to the central team or AI agents, as do evenings and weekends. It is the easiest place to start.
  • Hybrid. Recalls, confirmations, new-patient enquiries and campaigns are run centrally, while practices handle their own existing patients. Many groups end up here.

What AI agents take off the central team

AI agents handle the high-volume, routine conversations: bookings, changes and cancellations, appointment confirmations, recalls and common questions about opening hours, fees and directions. They work on phone, WhatsApp, SMS, email and web chat, in more than one language if your patients need it.

That leaves the central team free for the conversations that need a person: complex treatment questions, anxious patients, complaints and anything clinical. When an agent hands over, the team sees the conversation so far, so the patient doesn't repeat themselves.

Keeping each practice's identity

Patients are loyal to their practice, not to a group. They should still call their practice's number and hear its name, whether the central team, the practice or an AI agent answers. Routing, greetings, opening hours and booking rules can be set per practice, while the group manages everything on one platform.

Designing routing and booking across the group

  • Route by practice and skill. Send calls and messages to the right team by practice, treatment type, language and opening hours.
  • Book anywhere. Give the central team and AI agents live availability at every practice, so a patient can be offered the nearest free slot.
  • One queue for every channel. Calls, WhatsApp, SMS, email, web chat and social messages arrive in one queue with one patient history.
  • Practice-specific rules. NHS and private rules, new-patient lists and fees can differ by practice, and the agents follow each one.

Supervision, quality and reporting

A central team needs the tools of a real contact centre: live wallboards, call monitoring with whisper and barge, agent assist that suggests answers in real time, and automatic call summaries.

AI quality management scores every interaction rather than a small sample, so coaching is based on real calls. Reporting should show answer rates, wait times, bookings and missed opportunities for each practice as well as for the whole group.

Rolling out in waves

  • Assess. Review call and message volumes, peaks and conversion at each practice to see where a central team and AI add most.
  • Start with overflow and out of hours. Move missed and after-hours calls first, so nothing gets worse while the team learns the platform.
  • Move bookings and campaigns. Bring recalls, confirmations and new-patient enquiries to the centre, then routine booking calls.
  • Run and improve. Report on agreed KPIs per practice and keep tuning routing, AI agents and staffing.

Proven at group scale

Dental groups with up to 20 practices in Qatar and more than 100 practices in Saudi Arabia run their patient communication on Intelinteract, with AI agents in Arabic and English working alongside central teams. The platform scales from 2 seats to more than 1,000 without changing systems.

Questions

Do we need to centralise everything at once?

No. Most groups start with overflow and out-of-hours calls, then move recalls, new-patient enquiries and finally routine bookings as they see results.

Can the central team book into every practice's diary?

Yes, when the platform is connected to each practice's PMS. Agents and AI see live availability and can book at any practice in the group.

How is a dental contact centre priced?

Group pricing depends on the number of practices, seats and channels, and is quoted after reviewing your call and message volumes.
